Abstract

Service excellence appears to be in vogue. Many organisations proclaim it as an intention, some claim it as a reality, but according to customers at least, few seem to achieve it. In our focus groups, described below, most members of the public struggled to provide examples of organisations that, in their opinion, delivered excellent service. They had less trouble in naming ones that delivered poor service.
